Start with the questions you already answer twice
Before configuring anything, export the last ninety days of tickets and group them. Most support queues have a short head and a very long tail — and it is the head that automates cleanly.
- Order status, delivery windows, and returns
- Password resets and account access
- Pricing, plan limits, and billing dates
- Basic product how-to questions already covered in the docs
Anything that needs a judgement call, an exception, or an apology should route to a person. Deflection is not the goal on its own; a wrong confident answer costs more than a slow correct one.
Measure the three numbers that matter
- First-response time. The metric that moves first and fastest.
- Deflection rate. Count only conversations that ended without a human, and where the customer did not return within 24 hours.
- Satisfaction on automated conversations. Track it separately from human-handled ones, or the average will hide a problem.
If deflection climbs while satisfaction on automated conversations falls, the agent is closing conversations rather than resolving them.
A note on escalation

What to expect in the first ninety days
